Every kitchen sends out a wrong plate eventually. Every business misses something.

The mistake is rarely what people remember.

What they remember is what happened next.

The moment after

Did someone own it, or explain it away? Was it fixed quickly, or passed between people? Did the guest leave feeling handled, or cared for?

The customer doesn't care whose department it was. They care whether it got made right.

Recovery is a system, not a mood

Great service recovery isn't improvised. It's decided in advance.

Who has permission to fix it on the spot. What they're allowed to offer. How quickly it happens.

When the front line has to ask a manager for permission to be generous, the moment is usually already gone.

Give people the authority to make it right. Then trust them to use it.
